Intent detection

AI

Why it matters

Manual triage was the lazy default for years: a senior agent skimmed the queue and tagged tickets by hand. It worked at 50 tickets a day and broke at 500. Intent detection automates the tag, which makes every downstream rule actually useful. The right team picks up the ticket faster, the right SLA applies, the right macros surface to the agent, and the AI knows whether to attempt a reply.

Intent detection also reveals trends a team would otherwise miss. A sudden spike in "shipping delay" intent at 11am UK time three days running is a warning that something has broken upstream in the warehouse, not 17 separate angry customers. Detecting that pattern in hours instead of days saves the team from drowning in repeat complaints.

The trade-off is accuracy. A model that mislabels 20 percent of tickets routes 20 percent to the wrong queue, where they sit longer, breach SLA, and erode customer trust. Pick a helpdesk that exposes the confidence score per label and lets you fall back to manual triage when the model is unsure.

How KimonDesk handles it

KimonDesk's intent detection runs the moment a ticket arrives, against a fine-tuned model trained on your historical tickets. Each ticket gets a primary intent and a secondary intent with confidence scores attached. Routing rules consume the labels directly: tag a workflow with intent=billing and the ticket lands in the finance queue without an agent touching it.

You can override any model decision and the system learns from the override. If your team consistently re-routes a particular intent, the next training run picks up the correction. The labels are visible to agents in the ticket sidebar, alongside the confidence score, so a human can see why the routing happened and challenge it when the model is wrong.
